Support is where AI stopped being a demo. Deflection rates that were aspirational in 2023 are contractual in 2026, and vendors increasingly price on resolutions rather than seats. That shifts the buying question from 'how good is the inbox' to 'who eats the cost of a bad answer' — which is a procurement question, not a product one.

Ask how the model is constrained to your documentation, what happens on a gap, and whether you can see the retrieved sources for any given answer.

The escalation path matters more than the deflection rate. A clean handoff with full context beats a marginally higher containment number.
